Agent Utilization
Agent utilization is the percentage of an agent’s logged-in time spent in productive call-handling activities (talk time, hold time, and wrap time) versus non-productive states (idle/waiting, paused, and dead time). High utilization means agents are busy with calls for most of their shift; low utilization means significant time is wasted waiting for the next call.
How It Works in VICIdial
VICIdial tracks agent state changes continuously, logging every transition between INCALL, DISPO (wrap), READY (idle/waiting), PAUSED, and DEAD states with timestamps. Agent utilization is calculated as: (Talk Time + Hold Time + Wrap Time) / Total Logged-In Time x 100.
The real-time monitoring dashboard shows each agent’s current state and cumulative time in each state for the current session. Historical reports break down utilization by agent, campaign, user group, and date range. The agent time detail report provides minute-by-minute state tracking for individual agents.
Utilization is primarily driven by the dialing mode and auto dial level. Predictive dialing with properly tuned adaptive dialing can achieve 65-80% utilization (meaning agents are on calls 40-48 minutes per hour). Manual dialing typically produces 25-35% utilization due to the time agents spend between calls.
Why It Matters
Agent utilization is the primary lever for controlling cost per lead. Agent wages represent the largest operating expense for most call centers — typically 60-70% of total costs. Every percentage point increase in utilization produces more conversations from the same labor spend.
However, maximizing utilization to extreme levels (90%+) causes agent burnout, increases errors, and reduces conversion rates. Agents need brief recovery periods between calls to maintain focus and call quality. The industry standard target for healthy utilization is 70-80% for outbound predictive dialing campaigns.
